Context

The IT Service Desk organization supported thousands of end users across multiple business divisions, applications, warehouse operations, authentication systems, telecom services, and enterprise platforms. The environment relied heavily on internal ServiceNow knowledge articles for incident triage, ticket routing, troubleshooting guidance, escalation procedures, and end-user support documentation.

Over time, the knowledge base expanded rapidly and accumulated inconsistent formatting, outdated workflows, duplicate articles, inconsistent metadata usage, and varying documentation standards between support teams.

The organization launched a large-scale initiative to improve knowledge quality, improve Service Desk usability, and standardize documentation governance across the environment.

Problem

The existing knowledge ecosystem presented several operational challenges:

  • Knowledge articles lacked standardized formatting and structure.
  • Ticket routing instructions were inconsistent between assignment groups.
  • Metadata and categorization practices varied widely, reducing search accuracy.
  • Legacy KB articles contained outdated escalation paths and unsupported workflows.
  • Service Desk spent additional time searching for accurate troubleshooting steps.
  • Similar issues were documented differently across multiple teams, causing duplication and confusion.

As the volume of incidents increased, the organization needed a more scalable and support-friendly knowledge management structure aligned with KCS principles and operational governance standards.

Contribution

I supported a large-scale ServiceNow knowledge base modernization initiative involving the review, restructuring, standardization, and optimization of 750+ knowledge articles across multiple IT support domains.

My responsibilities included:

  • Reviewing legacy KB articles for accuracy, structure, workflow alignment, and usability.
  • Standardizing article templates across troubleshooting guides, routing procedures, and end-user support documentation.
  • Rewriting technical content into clearer Service Desk-friendly language.
  • Improving ticket routing logic and assignment group documentation.
  • Collaborating with SMEs, Service Desk leadership, engineers, and operational teams to validate procedures.
  • Identifying duplicate, outdated, or conflicting knowledge content for remediation.
  • Supporting governance discussions regarding workflow states, ownership standards, and lifecycle management.

Impact

The initiative improved the overall usability, consistency, and operational reliability of the Service Desk knowledge environment. The project also helped establish a more scalable documentation foundation capable of supporting future growth, onboarding, and operational standardization efforts.

Key outcomes included:

  • Improved KB article consistency across support teams
  • Reduced ambiguity in ticket routing and escalation handling
  • Increased documentation readability for all stakeholders, especially Help Desk agents
  • Better searchability through metadata and taxonomy improvements
